Twenty-one modules, around thirteen hours in total, built to be done in pieces on a phone between shifts rather than in a classroom. What it asks of you is not time but honesty: nearly every exercise here asks you to describe something that actually happened at your own counter, desk or phone.

What you will be able to do
- Handle a customer interaction from greeting to close without losing accuracy, courtesy or control of the time.
- Find out what a customer actually needs, including when it is not what they asked for.
- Give information that is true and complete enough to decide on, in words the person in front of you uses.
- Set an expectation you can meet, and tell a customer before a deadline passes rather than after.
- Take a complaint on its merits without defending the organisation, resolve or escalate it, and record what caused it.
- Hold an angry interaction without losing control of it, and end an abusive one safely and correctly.
- Keep your own state on your side of the counter, on the days when that is difficult.
- Serve to the same standard by telephone, on WhatsApp and in writing as at a counter.
- Hand a case to a colleague so that the customer never has to tell the story twice.
- Protect the personal information a customer gives you, and recognise the everyday situations that leak it.
- Describe your own service practice against a published standard, in the terms an assessor marks against.

The certification this leads to
The Certified Service Excellence Officer is the entry point to the Trusted Rw service excellence pathway. It certifies that the holder can deliver consistent, professional service in direct contact with customers, and that they have been assessed against a published standard rather than self-declared.
